When we introduced the reimagined ConnectWise Platform™, we described how service management, endpoint operations, and AI would work together to help teams deliver better service. Today, we’re extending those capabilities to gather the information technicians need when requests arrive and investigate endpoint issues through to approved remediation.
Available today, Voice Agent, Teams Agent, and Email Agent gather information across the channels customers and employees use to request help. RMM Agent investigates the device behind a PSA ticket and prepares remediation for a technician to approve.
I see two distinct opportunities here. By introducing our agentic intake methods, we can reduce the effort required to take a customer request and turn it into a ticket for technical work. Agentic RMM extends monitoring and detection through investigation and approved resolution. Together, they showcase how the power of the CW Platform™ turns technology into more business capacity and better outcomes for MSPs and Internal IT Teams.
A request saying an application has stopped working gives the service desk somewhere to start, but it leaves several questions unanswered. Which application? Who is affected? When did the problem begin?
Someone has to collect those details before troubleshooting gets far. Across calls, Teams messages, and emails, the time spent asking follow-up questions and documenting answers adds to the cost of handling each request.
Our omnichannel intake agents take on more of this preparati
Capture the information needed to begin
Voice Agent answers inbound support calls, gathers relevant context, and creates structured PSA work. Capturing information during the conversation reduces the documentation work required to turn a call into an actionable request.
Teams Agent asks focused questions to collect missing details before creating a ticket. An initial message becomes the start of a structured intake process, giving the service team more information before work enters the queue.
Email Agent identifies gaps in emailed requests and follows up with customers for the specific context needed. Instead of leaving every clarification to a technician, the agent helps prepare the request earlier.
on during the initial interaction, giving the service team the contextual information they need faster.
Complement the service desk and NOC
These capabilities complement the people and processes already responsible for support, help desk, and NOC operations.
Within our broader service desk offering, intake prepares the request for subsequent service work. Existing ConnectWise AI Agents™ support tasks such as triage, routing, and technician assistance. Better information at the beginning gives those downstream steps a stronger starting point.
Waiting for basic information uses up the time the team needs to investigate and resolve an issue. Gathering those details earlier helps technicians begin sooner and gives them more time to work within the SLA.
The same work affects service costs. Repeated follow-ups and call documentation require staff time on every request. Reducing this effort helps MSPs absorb more demand without increasing staffing at the same rate. IT departments gain time for projects competing with daily support.
I see this as an opportunity to make better use of technical expertise. Teams still need people who understand customers, assess business impact, and solve difficult problems. Omnichannel intake reduces the preparatory work that stands between those people and the issues requiring their attention.
Monitoring identifies a condition requiring attention. The next question is what to do about the condition, and the answer usually requires a technician to investigate the device.
ConnectWise RMM™ already provides monitoring, alerting, and automation for managed endpoints. The RMM Agent extends this work by gathering diagnostic evidence, testing possible explanations, and preparing a supported remediation for technician approval.
What matters here is the ability to carry the investigation through to an approved resolution within the ConnectWise PSA™ ticket. The technician receives findings and a proposed response, with a path to execution.
Investigate the device from the PSA ticket
The workflow starts with an active CW PSA™ ticket linked to a supported CW RMM-managed device.
The agent retrieves live endpoint information and runs read-only diagnostics. Using the findings, the agent develops and tests hypotheses about the cause of the issue, then proposes remediation from a vetted catalog.
Before the proposed action takes effect, explicit technician approval is required before execution. The agent advances the investigation and prepares a supported response. The technician decides whether to authorize the change.
Make the ticket the console for service work
The CW PSA ticket connects the technical issue to the service obligation.
ConnectWise PSA brings service activity together with the customer relationship, agreements, scheduling, and business processes surrounding the work. Endpoint investigation adds current technical evidence to this service context.
The ticket becomes the console when technicians use this working view to investigate, review findings, and approve the next step. They spend less time transferring details between systems and reconstructing how the technical problem relates to the service request.
Consider two customer devices reporting the same storage warning. One supports a business-critical application, the other serves a less time-sensitive function. A similar technical condition calls for different priorities because the business impact and service commitments differ.
CW RMM provides the device condition and diagnostic evidence. CW PSA provides the customer agreement, SLA, service history, and resource assignment. Together, these details help the technician determine urgency and plan an appropriate response.
The objective is to resolve both conditions before users experience an outage and ahead of the agreed service targets. Prioritizing the critical application should still leave room to address the second device early.
The ConnectWise Platform brings these decisions into the same workflow. A technician reviewing an endpoint finding also needs to understand the affected customer, the service commitment, and the proposed response. Bringing those details together in the ticket reduces the work required to reconcile technical findings with business priorities.
As AI takes on more operational work, the relationship between investigation, authorization, and execution becomes more important.
Read-only diagnostics allow the agent to gather evidence without changing the device. A vetted remediation catalog defines the available responses. Explicit technician approval provides the decision point before a device change.
These controls give teams a practical way to delegate investigative work while retaining authority over changes to the environments they manage.
They also give technicians a more useful review task. Instead of beginning every investigation from scratch, the technician assesses findings and a proposed response, applying technical judgment and knowledge of the customer or business.
I see this as an important step toward Predictive IT because earlier intervention requires the ability to investigate and address a developing problem. RMM Agent advances those steps today through endpoint investigation and approved remediation. Technicians retain authority over device changes as AI takes on more of the work leading up to their decision.
These launches solve different problems, and their results deserve separate measurement.
For omnichannel intake, assess the effort required to prepare requests: clarification cycles, documentation time, and how quickly technicians receive enough information to begin.
For Agentic RMM, assess the investigation and remediation work supported: time spent gathering endpoint evidence, repeated diagnostic effort, and the work required to move from a detected issue to an approved fix.
Then look at where your team invests the recovered capacity.
The leadership decision is where to invest the time returned to the team. An MSP might use the capacity to improve customer environments or develop a specialized service. An IT department might move an overdue infrastructure or security project forward.
I want our progress toward Predictive IT to show up in those decisions: teams spending less time preparing and investigating routine work, with more time to improve the environments they support.
